Customer service contact sampling research
Quality review uses a subset of contacts to learn about accuracy, process adherence, communication, and risk. A sample can support coaching or detect a pattern, but it cannot prove that every interaction had the same result. The sampling purpose must be stated before results are interpreted.

Define the population
State what the sample can represent: one channel, queue, time period, language, case type, or agent group. Exclude nothing silently. If recordings are unavailable for some contacts, note that limitation rather than treating the remaining contacts as typical.

Calibrate the scorecard
Review the same contacts together before independent scoring. Discuss ambiguous criteria, required evidence, and critical failures. Keep the agreed examples. Recalibrate after policy, product, scorecard, or reviewer changes.
Report limitations with results
Report the population, period, selection method, number reviewed, missing records, reviewer role, criteria, and confidence limits that matter to the decision. Do not turn a quality sample into a precise claim about all contacts without appropriate statistical support.

Should every agent receive the same sample size?
That depends on the purpose, risk, volume, and fairness requirements. Document the rule and review whether it creates blind spots.
Can a targeted sample measure overall quality?
No. It can answer the targeted question. Use a defined random or representative design for broader description.
What is a critical failure?
The organization must define this based on customer, legal, privacy, safety, or operational risk. A critical failure should not disappear inside an average score.
