Set the first checkpoint

When a case moves to a specialist, tell the customer why the review is needed, what information was transferred, and when they will hear from support again. A checkpoint is still valuable when there is no final answer.

Send a useful holding update

Do not send a generic message that only says the case is being reviewed. State what has been confirmed, what remains open, whether the customer needs to act, and the next update time. Avoid exposing internal notes or unverified theories.

Keep one visible owner

The frontline owner should monitor the specialist request and update the customer unless the handoff explicitly changes ownership. Track overdue specialist work separately from customer-waiting time so leaders can see the actual constraint.
