Triage the uncertainty before the customer waits

An unclear policy creates two problems at once. The agent cannot make a safe decision, and the customer may hear different answers from different people. Start by writing the disputed question in one sentence. Then record the policy version, the customer circumstance, and the decision the agent needs. This is more useful than copying a long conversation into a team channel.

Separate missing facts from missing authority

Check whether the case lacks evidence or whether the written rule truly leaves room for interpretation. Missing order status, account verification, or eligibility data belongs in the case workflow. A conflict between two approved documents belongs with the policy owner. Do not ask an agent to invent a compromise when the business has not assigned that authority.

Keep ownership visible

One person should remain responsible for the customer update while the decision is pending. State when the next update will arrive, even if the final answer may take longer. Record the owner and the exact question in an ambiguity log so later cases can use the resolved interpretation.
