Start with the reason for priority

Calling chat urgent and email routine is too crude for real support work. Define priority using customer harm, promised response time, account state, and time-sensitive action. Then explain how those signals appear in each channel.
Handle duplicate contacts as one journey
A customer may email, open chat, and call because the first route gave no checkpoint. Link the contacts when policy and tooling allow it. Assign one owner and preserve the promises already made. Do not reward the newest channel by resetting the history.
Test the rules on a busy hour
Run recent cases through the proposed rules. Check whether high-risk work surfaces, ordinary work still moves, and agents can explain a decision without reading a long policy. Review overrides separately; they often reveal a missing category or unclear authority.
